What is deflection rate?

Definition

Deflection rate is the share of customer contacts that are resolved or absorbed by self-service or automation before they reach the live agent queue. It counts every channel, so a contact can be deflected without ever becoming a phone call.

How deflection rate works

Deflection rate = deflected contacts / total contacts x 100

A contact is deflected when the person asked for help and the request never entered the queue for a human. The route can be a help center article, a chat assistant, a text message with a link, a menu, or a voice agent that answers the phone. The denominator is every contact in scope, not only calls.

That scope is the main difference from containment rate. Containment starts from the calls that reached automation and asks how many left without a person. Deflection starts from all demand and asks how much of it never reached a person. A help article that stops someone from calling at all counts as deflection and cannot appear in a containment figure, because no call happened.

Deflection is easy to overstate. A customer who gives up on a self-service page and then phones in is counted as deflected on the first visit and as a new contact on the second. Teams that report honest numbers match repeat contacts by customer and drop the first one if the same customer comes back within a window they choose, often a few days.

Why it matters for voice agents

When a voice agent answers the phone, it deflects calls that used to land in a human queue. The metric is then close to containment, and people use the two words as if they were one. Keep them apart in reporting, because the voice agent is one deflection route among several, and only a resolution rate says whether the deflected customers were served.

Deflection also hides cost shifting. If the voice agent hands a caller to a person after a long failed attempt, that call is not deflected, but the time spent in automation is still paid for. Where the goal is to cut staffed hours, check deflection together with escalation rate and with repeat contacts.

Example

An illustrative month for a retailer (invented numbers):

  • 20,000 order status questions arrive across phone, chat and web.
  • 9,000 are answered by the tracking page or the chat assistant.
  • 5,000 are answered by the voice agent without a transfer.
  • 6,000 reach a human.

Deflection rate is 14,000 / 20,000 = 70%. The voice agent’s containment rate is a separate number, calculated only on the calls it received.
